Session Abstract
The Pulse 2026 conversation is centered on a pressing question: how much of the CSM role will AI take over? While Bain estimates that nearly two-thirds of a CSM’s day is already automatable, Gainsight data shows that 63% of CS teams remain stuck in AI pilot mode. This session argues that the future isn’t about replacing CSMs, but understanding where AI creates value across four layers of customer work. At the Automate layer, AI can fully handle tasks like health scoring, meeting prep, and routine product questions. At the Augment layer, AI supports CSM-led activities such as QBRs, renewals, and strategic recommendations. At the Amplify layer, AI helps top performers scale their impact through broader portfolio coverage, stronger pattern recognition, and faster outcomes. But the Protect layer remains uniquely human, where trust, judgment, and high-stakes conversations matter most. One customer story brings this to life: AI prepared the data, demos, timeline, and account history for an executive escalation, but an eight-hour flight for a one-hour face-to-face meeting was what ultimately secured the outcome. The message is clear: the most successful CSMs in 2026 won’t fight AI or hide behind it. They’ll automate where they can, augment where they should, and protect the human moments that matter most.
